Customer complaint response template for email and live chat
A customer complaint response template with a 5-field record and an email and live chat reply for each step: acknowledge within 1 business day, ask for one fact, decide, send the final response and close the loop with a root-cause note. Word and Excel included.
1. The complaint record: 5 fields before you reply
Start hereEvery reply in this customer complaint response template takes its facts from one record. Customers rarely use the word complaint: if someone is unhappy with what you did, or did not do, and wants it put right, log it1. Fill in the record before any reply longer than the acknowledgement.
Complaint recordReference: C-number. Received: date, time, channel
1. What happened. Their words: quote, 1 or 2 lines. Our facts: what the order, logs or staff show, with dates
2. Desired resolution: what they asked for, in their words
3. Evidence: order number, photos, chat history, proof, tracking, invoice
4. Authorized remedies: what you may offer. Approver above your limit: name
5. Follow-up: what you will check, who, which date
Acknowledged: date. Decision due: date. Outcome: upheld, partly upheld or not upheld
Who may approve what (fill in yours)
| Remedy | The agent may offer | Above that, who approves |
|---|---|---|
| Apology, explanation, corrected record | Always | No approval needed |
| Redo, repair or replacement | Up to $100 per complaint | manager or owner |
| Refund of a fee or part of the price | Inside the same $100 | manager or owner |
| Credit or discount on a future order | Inside the same $100 | manager or owner |
| Full refund, or anything not in this table | Never alone | owner |
Fill in before you reply
- Quote their words. Do not rewrite them.
- Write only the facts your records show, with dates.
- Write the resolution they asked for, even if the answer will be no.
- Link every piece of evidence in the record.
- One complaint, one record and one reference, even if it arrives by chat and by email.
- Add up all remedies. Above your limit, the approver says yes first.
TipThe FTC tells consumers to say what they want, such as a refund, repair, exchange or store credit, and to send copies of their documents2. Fields 2 and 3 hold what a prepared customer already sends you.
2. Sample email reply to a customer complaint: acknowledge
Within 1 business daySend this within 1 business day, even before you know the answer. It repeats what you understood, gives a reference, names who decides and sets a decision date: 5 business days after you received the complaint, unless you need longer and say why.
SubjectYour complaint about order or service, reference C-number
EmailHi first name,
Thank you for telling us about the problem, in their words. I am sorry this happened. I have logged it as a complaint, reference C-number.
What I understood: what happened, 1 or 2 lines
What you asked for: desired resolution
Who decides: name, role
Decision by: day and date, by email
I am checking the records you will check. If I need anything from you, I will ask once, in one message.
If I have misunderstood anything, reply to this email and I will correct the record.
Your name, role, company
Chat versionThank you, first name. I have logged this as complaint C-number: what happened, one line. You asked for desired resolution. Name decides, and you will have the answer by email by day and date. Have I missed anything?
If you need more timeHi first name, an update on C-number: I am still waiting for what, from whom. I will now send the decision by new date. This is the only time the date moves. Your name
Rules
- Reply in the channel they used, and send the email too, so the reference is in writing.
- Never promise an outcome or a remedy in the acknowledgement.
- Move the decision date once at most, before it passes, with the reason, and by 5 business days at most.
3. The one-fact request: ask once and say why
Check everything you can see first: the order, the chat history, the proof, the tracking. Then ask only for what you cannot see, in one message. If you need two things, ask for both now: a second round of questions feels like a delay.
EmailHi first name,
To decide on C-number, I need one thing from you: the fact, for example photos of the damaged items.
Why: one line, for example it shows which print run they came from
How: reply to this email with what to send
I already have what you checked, so you do not need to send it.
Your decision date stays date. Your name
Chat versionTo decide on C-number, I need one thing: the fact. You can send it here or reply to my email. I already have what you checked, so nothing else is needed.
No answer after 3 business daysHi first name, a reminder about C-number: I still need the fact. If I do not have it by date, I will decide on what our records show and tell you which parts I could not check. Your name
Never ask forFull card numbers, passwords, or documents you already hold. Ask for the order number only if you cannot find the order any other way.
4. Complaint upheld: what went wrong, the remedy and when
Uphold the complaint when your records show you got it wrong. Say so in the first lines, apologize once, and set out what you will do and by when. A remedy counts only when it is done1.
SubjectDecision on your complaint C-number: upheld
EmailHi first name,
I have finished looking into your complaint C-number about the problem. You are right, and I am sorry.
What we found: the facts, with dates, 2 or 3 lines
Why it happened: the cause, one line
To put it right:
- remedy 1, for example a refund of the shipping fee, by date
- remedy 2, by date
Where the money or the item will show up, and the usual time.
What we are changing: one line.
I will check with you on follow-up date. Your name, role
Chat versionFirst name, I have the decision on C-number: you are right, and I am sorry. The cause, one line. I am remedy by date. The full decision is in your email, and I will check with you on follow-up date.
Before you send
- Each remedy is within your limit, or the approver said yes in writing.
- Each remedy has a date you control.
- The follow-up is a task with an owner and a date.
5. Partly upheld: one decision for each point
Many complaints have more than one point. Answer them one by one: upheld or not, the reason, and the remedy. A mixed answer in one paragraph reads like a no.
SubjectDecision on your complaint C-number: partly upheld
EmailHi first name,
I have finished looking into your complaint C-number. You raised number points, and here is my decision on each.
1. Point 1: upheld. What we found. To put it right: remedy, by date.
2. Point 2: upheld. What we found. To put it right: remedy, by date.
3. Point 3: not upheld. The evidence, with its date.
What we can still offer: goodwill option, if you reply by date.
In total: remedies and amounts.
If you disagree with any point, reply and ask for a review. Owner name, who was not involved, will reply within 10 business days. Your name
Chat versionFirst name, the decision on C-number is in your email. In short: point 1 and point 2 are upheld, and we are remedies by date. Point 3 is not upheld, because evidence, one line. We can still offer goodwill option. Would you like that?
Offer above your limitGet the approver's yes before you send it, and write the approver and the date in the record.
6. How to respond to a complaint when the customer is wrong
Evidence firstSay the decision in the first lines. Then show the evidence with dates, not just the policy. End with what you can still do and how to ask for a review. Rejecting a complaint with reasons is a normal outcome: UK financial firms must give the reasons when they do3.
SubjectDecision on your complaint C-number: not upheld
EmailHi first name,
I have finished looking into your complaint C-number about the problem. I am sorry it was a disappointment, but I cannot uphold it.
What our records show: evidence 1, with date. Evidence 2, with date. Link or attachment
What this means: one line, for example the item matches what you approved
What we can still do: goodwill option, for example a reprint at 50% off, if you reply by date.
If you disagree, reply and ask for a review. Owner name, who was not involved in this decision, will reply within 10 business days. Your name
Chat versionI have checked everything for C-number, first name. I cannot uphold it: evidence, one line. The details are in your email. What I can still do is goodwill option. If you disagree, you can ask owner name for a review.
What to write instead
| Do not write | Write instead |
|---|---|
| You are wrong. | Our records show evidence and date. |
| As per our policy... | Here is what happened, with the dates. |
| There is nothing we can do. | What I can still do is option. |
| This is our final answer. | If you disagree, you can ask for a review. |
7. Final response after a review, and the next route
A different person decidesIf the customer disagrees, someone who did not make the first decision reviews it and sends the final response: the decision, the reasons, what you will do, and where the customer can go next. UK financial firms, for example, must send it within 8 weeks and name the Financial Ombudsman Service3.
SubjectFinal response to your complaint C-number

This is our final response. If you are still not satisfied, you can next route, with its name and website.
Name, role, company
Chat versionFirst name, name has reviewed C-number and sent our final response by email. In short: decision and reason, one line. If you are still not satisfied, the email says where you can take it next.
Next route: name the one that applies
- The ombudsman or dispute scheme for your sector, if you belong to one, with its website.
- A consumer protection office in the customer's country or state.
- For card payments, the card issuer's dispute process.
Not legal adviceIf your sector has a complaints rule or an ombudsman, its deadlines and wording come first. Check the current version for your country.
8. Close the loop: follow-up check and root-cause note
Close a complaint only when the remedy is done, the customer was asked if it worked, and the record has a root-cause note. Look beyond the single case: what would have prevented it1?
Follow-up emailHi first name,
A quick check on your complaint C-number: the remedy was done on date. Did everything arrive and work as it should?
If yes, there is no need to reply. I will close the complaint on date. If not, reply here and it comes straight to me.

Why it works
Why every complaint reply needs a record, a date and reasons
Customers who complain in writing are told what to send. The FTC's sample complaint letter tells consumers to say what they want, such as a refund, repair, exchange or store credit, to send copies of documents, and to say how long they will wait before they contact a consumer protection agency2. The record has a field for each, and your decision date answers their deadline.
Statutory complaint rules ask for the same steps. Under the Housing Ombudsman's Complaint Handling Code, statutory since 1 April 2024 for social landlords in England, complaints must be acknowledged, defined and logged within 5 working days and answered within 10 working days. The answer must state the decision, the reasons, any remedy, outstanding actions and how to escalate1. UK financial firms must send a final response within 8 weeks that accepts the complaint, offers redress without accepting it, or rejects it with reasons3.
Neither rule may apply to your business, and this page is not legal advice. ISO 10002, the international guideline for complaints handling, is written for any organization regardless of type or size, has guidance for small businesses in Annex B, and includes analyzing complaints to improve products and services4. That is the job of the root-cause note.
5 working days
to acknowledge and log a complaint under the Housing Ombudsman's statutory code
8 weeks
for a final response from UK financial firms, naming the ombudsman
1 business day
to acknowledge in this template, with a reference and a decision date
Deadlines
How fast to respond to a complaint: rules and benchmarks
Three published rules for specific sectors, and the timings this template uses. If a rule applies to your sector, it comes first.
| Rule | Applies to | Acknowledge | Answer | Next route |
|---|---|---|---|---|
| Housing Ombudsman Complaint Handling Code1 | Social landlords in England | Within 5 working days | Within 10 working days of the acknowledgement; stage 2 within 20 | Stage 2 review, then the Housing Ombudsman |
| FCA rules, DISP 1.63 | UK financial firms | Prompt written acknowledgement | Final response by the end of 8 weeks | Financial Ombudsman Service, with its website |
| CFPB complaint process5 | US consumer finance complaints sent through the CFPB | An in-progress response if more time is needed | Generally within 15 days; a final response within 60 days in some cases | The customer has 60 days to give feedback on the response |
| This template | Small businesses without a sector rule | Within 1 business day | Within 5 business days; moved once, to 10 at most | Review by someone else within 10 business days, then the outside route |
Sector rules change. Check the current version for your country and sector; this page is not legal advice.
Excel log
What is in the Excel complaint log
Three sheets: Complaint log, Summary and Lists, with 10 sample complaints from the fictional print studio, including Rachel's. Opens in Excel, LibreOffice and Google Sheets.
| Column | What it holds |
|---|---|
| Reference, received, channel, customer | One row per complaint, the day it arrives; the channel from a list. |
| What happened, desired resolution, evidence, owner | Short versions of the record fields, and who decides. |
| Acknowledge by, decision due Auto | 1 and 5 business days after receipt, set on the Lists sheet. A new decision date replaces the default. |
| Acknowledged on time, decided on time, business days to decision Auto | Yes or No and the count, from the dates you enter. |
| Outcome, remedy, remedy cost, approved by | Upheld, partly upheld, not upheld or withdrawn; the remedy, its cost in dollars and who approved it. |
| Approval level Auto | Agent, manager or owner, from the cost and the limits on the Lists sheet. |
| Review requested, final response, follow-up, root cause, change, closed | The review, the check with the customer, a root-cause category and what changes. |
| Status Auto | Acknowledgement overdue, Decision overdue, Open, In review, Decision sent, Follow-up overdue, Root cause missing or Closed. |
Summary: counts by outcome and by root cause with remedy cost, the share acknowledged and decided on time, and overdue complaints. On 12 October 2026 the 10 sample rows give 6 closed, 1 in review, 1 follow-up overdue, 1 acknowledgement overdue and 1 open. Our delay causes 3 of the 7 complaints with a cause and $362.20 of the $500.20 remedy cost.

FAQ
Questions about responding to customer complaints
What should a customer complaint response template include?
A record first: what happened, the resolution the customer wants, the evidence, the remedies you may offer with who approves them, and the follow-up. Then the replies: an acknowledgement with a reference and a decision date, a one-fact request, the decision, and a final response that names the next route.
How do you respond to a customer complaint?
Acknowledge within 1 business day with a reference and a decision date. Check your records, ask the customer for one missing fact at most, then send the decision point by point with reasons and a dated remedy. Tabs 2 to 8 have an email and a chat example for each step.
What is a good sample email reply to a customer complaint?
One that names the problem in the customer's words, apologizes once, gives a reference, says who decides and gives the decision date. Tab 2 has that email and a chat version; tabs 4 to 6 have the decision emails.
How do you respond to a complaint when the customer is wrong?
State the decision in the first lines, then show the evidence with dates instead of quoting a policy. Offer what you can still do as goodwill, and explain how to ask for a review by someone who was not involved.
How quickly should you respond to a customer complaint?
Acknowledge within 1 business day and decide within 5, unless your sector has its own rule. For comparison, social landlords in England must acknowledge within 5 working days and answer within 101, and UK financial firms have 8 weeks for a final response3.
What is a final response to a complaint?
Your last written answer after a review: the decision, the reasons, what you will do, and where the customer can go next if they are still not satisfied. UK financial firms must name the Financial Ombudsman Service in it3.
Should you offer compensation for a complaint?
Offer a remedy that matches the impact: a redo, a refund of the failed part or a credit. Agree in advance who may approve which amount, and never offer more than your limit before the approver says yes.
What is a root-cause note for a complaint?
One line on what actually caused the complaint, in a category you can count, plus what changes, who does it and when. Counting causes every month shows which fix prevents the most complaints.
Can CRMsoftware.pro track complaints from chat?
Yes, with manual steps: tag the conversation, keep the record in Notes on the contact, and add tasks with a Deadline for the decision and the follow-up. There is no automatic complaint detection.
