Customer service script templates for phone and chat
Customer service script templates for phone and chat in one flow: open, verify, understand, solve or route, confirm, close. Eight core scripts with triage fields and what never to promise, plus ten ready-to-copy scripts for the hard moments: an angry customer, saying no, a billing error, a late order, a chat that goes quiet, a voicemail and the follow-up. A filled example, Word and an Excel contact log with a QA scorecard.
1. Opening and greeting: the first lines on phone and chat
Every customer service script template on this page follows the same six steps, on the phone and in chat. Each tab lists its triage fields: severity, impact, channel, owner, first response and escalation. Log them for every contact (tab 8).
The flow in every script
- OpenYour name, the company, an offer to help.
- VerifyTwo facts before any account detail. Tab 2.
- UnderstandAsk, then recap in one sentence. Tab 3.
- Solve or routeFix it, or pass it on with a summary. Tabs 4 to 7.
- ConfirmThe next step, who and when, and a yes. Tab 8.
- CloseThank them, end, log. Tab 8.
Phone: answer the callThank you for calling company, this is your name. How can I help you today?
Phone: before you verifyThank you, first name. I can help with that. First I need to check two details.
Chat: first replyHi first name, your name here from company. Thanks for your message about topic. I am looking at it now.
Chat: taken over from the AI agentHi first name, your name here from the company team. I have read your chat with our assistant, so you do not need to repeat anything.
Phone: you call the customerHi first name, this is your name from company, calling about your chat or call on day. Is now a good time?
Never promiseA wait time or a fix before you know the issue. Promise only what you will do next.
2. Verify the customer: never full card numbers or passwords
Before any account detailVerify before you open, discuss or change anything on an account. Ask for two facts you can check, never for secrets.
What to ask, and what never to ask
| Ask for two of these | Never ask for |
|---|---|
| Account or order number | The full card number |
| Email or phone number on the account | The card security code |
| Postal code or billing address | A password or PIN |
| Last 4 digits of the card, or the date and amount of a charge | A one-time code sent by text or email |
PhoneBefore I open your account, I need to confirm it is you. Could you tell me your account number and the email address on the account?
ChatBefore I look at your account, please confirm your order number and the email address you used. Please never send card numbers or passwords here. We will not ask for them.
If they start reading a card numberPlease stop there, I do not need the full number. The last 4 digits are enough.
If the check failsI am sorry, those details do not match, so I cannot discuss or change the account. I can call you back on the number on the account instead.
You call them and they doubt it is youGood question. Hang up and call us on phone number from your website, and ask for your name.
Rules
- Let the customer say the details. Never read them out: 'Is it 12 Elm Street?' tells a stranger the address.
- Changing an email, phone or address: also confirm through the contact already on file.
- Never write card numbers, codes or passwords in notes or chat.
Never promiseA change to the account before the check passes, not even 'just this once'.
3. Understand the issue: four questions and a recap
Ask before you fix. Four questions cover most contacts. Then recap in one sentence and wait for a yes.
Four questions
- What happened?In their words.
- Since when, how often?A date and a pattern.
- What have you tried? So you do not ask for it again.
- What do you need, by when? The impact: a client call, a delivery, a bill.
Phone, or one chat message eachWhat happens, and when did it start?
What have you tried so far?
Is there a date or time it needs to work by?
Recap (phone and chat)Let me check I have this right: since when, what happens, and you need it working by date or time. Is that right?
Rate the severity
| Severity | When | First response and escalation |
|---|---|---|
| Critical | Safety risk, a suspected account takeover, or many customers affected | At once. Phone the manager now. |
| High | One customer cannot use the service, money taken wrongly, or a date at risk | Owner responds within 2 hours, in opening hours |
| Normal | A workaround exists, a question, or a change request | Within 1 business day |
Never promiseA cause before you have checked it, such as 'It must be your router'.
4. Troubleshooting script: one step, one check, one result
Use this when something does not work and a known fix exists: one step, ask what they see, note the result, then the next step.
PhoneLet us try one thing at a time. First, please step. Tell me when it is done and what you see.
Thank you. That rules out cause. Next, please step.
ChatLet us try one step at a time.
Step 1: step. Reply with what you see when it is done.
Thanks, that rules out cause. Step 2: step.
When it workedThat worked. If it comes back, contact us with reference reference and we start from here.
When they cannot do the step nowNo problem. I can call you at time on phone number to try it together. Does that work?
Stop rules
- 3 steps with no progress, or 15 minutes: stop and route it (tab 6 or 7).
- Warn before any step that can delete data or settings.
- Note each step and its result, so nobody asks for it again.
Never promiseThat the next step will fix it. Say 'Let us try this', then check the result.
5. Refund, return or exchange: options, limits and timing
Use this when a customer wants money back, a return, or a different item or plan. Check your policy, offer what the limits table allows, and say what happens next and when.
Your limits (fill in once)
| Request | You may offer | Above that |
|---|---|---|
| Refund within the policy | Full refund to the original payment method | Not needed |
| Refund outside the policy | Up to $50 | Manager, by next business day |
| Return or exchange | Prepaid label; same-price exchange | Damaged, used or a price difference: manager |
| Credit for a service failure | Up to $25 on the next bill | Manager |
PhoneYour order or plan from date is within our 30-day policy, so you can choose a refund of amount to the original payment method, or an exchange for item. Which would you prefer?
ChatThanks, first name. Order order number is within our 30-day policy. You can choose:
1. A refund of amount to the original payment method
2. An exchange for item
Which would you like?
After you issue itI issued the refund of amount today, and you will get an email confirmation. Your bank decides when it shows, usually within days your payment provider states.
Above your limitA refund of this size needs my manager's approval. I have asked manager first name, and you will hear from us by time and day with a yes or a no.
When the answer is noI am sorry, I cannot refund this, because reason in one sentence. What I can do instead: alternative inside your limits.
Never promiseA refund above your limit, or the day the money arrives. Promise when you issue it.
6. Hold, transfer and callback: time limits and what to say
2-minute hold limitAsk before a hold, say how long, come back on time. Transfer only with a summary. Promise a callback only with a time, a number and a task.
Time limits
| Situation | Limit | What you do |
|---|---|---|
| Phone hold | 2 minutes | Come back even with no news. |
| Total hold | 5 minutes | Offer a callback instead. |
| Chat silence | 2 minutes | Say what you are doing and how long it takes. |
| Transfer | 1 minute to reach the colleague | No answer: come back, offer a callback. |
| Callback | A window of 1 hour at most | Create the task before the contact ends. |
Phone: before the holdMay I put you on hold for about 2 minutes while I check your account?
Phone: back from holdThank you for waiting, first name. What you found, or how much longer you need.
Warm transfer: to the customerName handles topic. I will brief them first, so you do not need to repeat anything. Is that OK?
Warm transfer: to the colleagueHi name, I have customer name, verified, about issue in one line. They tried steps and need ask by time. Can you take them now?
Callback promise (phone and chat)Name will call you on day between start time and end time, on the number ending last 4 digits. Does that work?
Chat: when you need timeI am checking this now. It will take about 5 minutes, and I will write here as soon as I have it.
Never promiseA callback time nobody owns. No task, no promise.
7. Escalation and handover: the summary goes first
Escalate when the fix needs authority or access you do not have, the customer asks for a manager, or the severity is Critical. Summary to the owner first, then tell the customer.
Handover summary (internal)Customer: name, account or order number, verified: yes or no
Channel and time: phone or chat, date and time
Issue: the recap the customer agreed to
Tried: steps and results
Severity and impact: severity, what it costs them, by when
Promised so far: what the customer was told, with times
Owner: name. Respond by: time
Phone: tell the customerI am passing this to owner name, our role, who can what they can do. They have everything we covered, so you will not need to repeat it. You will hear from them by time and day.
Chat: tell the customerI have passed this to owner name, our role, with this chat and the steps we tried. You will hear from us by time and day. Your reference is reference.
The customer asks for a managerOf course. I can put you through to manager name now, or they can call you by time. Which do you prefer? I will pass on what we covered, so they are ready.
Rules
- Summary first. The customer never tells the story twice.
- One owner by name, not a team.
- Critical: phone the owner now, not an email.
Never promiseWhat the next person will decide. Promise who has it and when the customer hears back.
8. Closing script and what to log after every contact
Completion checkA contact is closed only when the next step was confirmed with the customer, the log row is complete and any callback promised has a task.
Phone: confirm and closeBefore we finish, let me confirm: next step, by who, by when. Is that right?
Is there anything else I can help with today?
Thank you for calling, first name.
Chat: confirm and closeTo confirm: next step, by who, by when. Does that work for you?
Is there anything else I can help with?
Thank you, first name. Reply here any time with reference reference.
Not solved yetHere is exactly what happens next: owner first name will action by time. If you do not hear from us by then, reply here or call phone number with reference.
Log row (one per contact)Date and time, channel, customer, reason, severity, impact in one line
Verified, resolved on first contact, transferred: yes or no each. First response: minutes
Callback promised by: time or none. Callback done: time
Next step: step. Confirmed with customer: yes or no. Owner: name
Completion check
| Check | Done when |
|---|---|
| Next step confirmed | You said it back with who and when, and the customer said yes. |
| Log row complete | Every field filled, including Verified and Owner. |
| Callback has a task | Assignee and Deadline at the promised time, before the contact ends. |
Never promise'Someone will be in touch.' Name the person, the channel and the time.

Why it matters
Why customer service scripts need one fixed flow
Most lists of customer service phone script examples give single lines without an order. The order protects the customer: verify before you open the account, recap before you fix, confirm before you close.
Verification is the step where a script can do harm. The FTC's guide for business tells companies to train staff to be suspicious of unknown callers who claim to need account numbers, to double-check by contacting the company on a phone number they know is genuine, and to make clear that no one should be asking staff to reveal their passwords1. The PCI Security Standards Council says card verification codes may not be kept after a payment is authorized, even encrypted, and that a customer's permission does not change this2.
Support desks are a known target. A 2023 FBI and CISA advisory describes a criminal group that uses social engineering to get IT help desk staff to reset passwords and multi-factor tokens3. A caller who wants the email on an account changed is the same trick on a small scale.

By industry
Adapt the scripts to your industry
The flow stays the same. What changes is what you verify, what you may promise and who owns the next step.
Clinic or dental practice
Verify with the full name and date of birth before you discuss anything. Clinical questions go to a clinician with a callback time. If a caller describes an emergency, tell them to call your local emergency number now.
Never promiseA diagnosis, a treatment cost, or what an insurer will pay.
Online shop
Verify with the order number and the email used at checkout. Ask for a photo when an item arrives damaged. Keep the tracking link and your return days in saved replies.
Never promiseA delivery date the carrier has not given.
B2B service
Verify that the caller is an authorized contact on the account, not only someone at the company. Ask how many users are affected. Contract, price and renewal questions go to the account owner.
Never promiseA feature, a date or a credit that is not in the contract.
Hotel, restaurant or venue
Verify with the booking reference and the surname, and put the date in the recap. Never take card details by chat or email; use the payment page of your booking system.
Never promiseA room or a late check-out not confirmed in the booking system.
Industry versions for dental practices, online shops and B2B services: see Related templates.
QA scorecard
Score a call or chat: the 8-check QA scorecard
Score a few contacts per person each week with the same 8 checks. A missed check points to the tab to practice.
| Check | Yes when |
|---|---|
| 1. Open | Name and company given, help offered; chat answered within 2 minutes |
| 2. Verify | Two facts checked before any account detail; no card number, code or password asked for |
| 3. Understand | A one-sentence recap, and the customer said yes |
| 4. Solve or route | One step at a time with the result checked, or routed to a named owner with a summary |
| 5. Hold and transfer | Asked before the hold, back within 2 minutes, warm transfer with a summary |
| 6. Confirm | Next step, who and when said back, and the customer agreed |
| 7. Close | Asked if there is anything else; nothing promised outside the limits |
| 8. Log | Log row complete, and a task for every promised callback |
Score = Yes / (Yes + No). Leave a check blank when it does not apply, such as no hold. For role play, one person plays Maya from the example, one runs the scripts, a third scores.
Excel log and QA
Customer service contact log and QA scorecard in Excel
Four sheets: Contact log with the filled example and 9 more sample rows, QA scorecard with 6 reviews, Summary, and Lists for channels, reasons and severities. Shaded columns fill in by themselves. Opens in Excel, LibreOffice and Google Sheets.
| Column | What it does |
|---|---|
| Date and time, channel, customer, reason, severity, impact | Channel, reason and severity from lists; impact in one line. |
| Verified, resolved on first contact, transferred | Yes or No from a list. |
| First response (min) | From the first ring or the handover to a person's first answer. |
| Callback promised by, callback done | The promised time, and when the call happened. |
| Next step, confirmed with customer, owner | What happens next, the customer's yes, and who owns it. |
| Status Auto | Callback overdue, Open (a field missing, no confirmed next step, or a callback due) or Closed. |
| QA scorecard: 8 checks and score Auto | Yes, No or blank per check; the score is Yes / (Yes + No). |
The Summary sheet shows first-contact resolution, callbacks promised, done and overdue, the average QA score, the pass rate per check, and contacts by reason and channel. In the sample, 5 of 10 contacts were resolved on the first contact, 1 callback is overdue, 1 contact is open and the average QA score is 89%.

US rules
US rules your customer service scripts should respect
A plain-language summary for teams serving US customers, checked on 6 November 2026. It is not legal advice: state law and your own policies also apply.
Calls, recordings and texts
- Federal law allows recording a call when one party to it consents, but some states, such as California, require the consent of everyone on the call. Say at the start that the call is recorded.
- Text follow-ups only to customers who agreed to texts. Marketing texts sent with automated systems need prior express written consent under the FCC's TCPA rules.
- Since April 11, 2025, customers can revoke consent by any reasonable means, such as replying STOP, and you must honor it within 10 business days.
- Never ask for a full card number, the security code or a password, by phone or in chat.
Refunds, delays and billing errors
- There is no general federal right to return an online purchase, so your posted return policy decides. Quote it; do not improvise.
- If an order cannot ship on time, the FTC Mail, Internet, or Telephone Order Merchandise Rule requires you to offer the choice to accept the delay or cancel for a prompt refund.
- Customers can dispute a credit card billing error with their card issuer within 60 days of the statement (Fair Credit Billing Act), so fix a double charge in the same contact.
- Write down every refund or credit you promise, with the amount and date, in the contact log.

FAQ
Questions about customer service scripts
What should a customer service script template include?
The six steps of every contact (open, verify, understand, solve or route, confirm, close) with lines for phone and chat. Add the triage fields (severity, impact, channel, owner, first response, escalation), what never to promise and what to log.
What are good customer service phone script examples?
Opening: 'Thank you for calling, this is Nina. How can I help?' Hold: 'May I put you on hold for about 2 minutes while I check?' Close: 'Let me confirm the next step, who does it and by when. Is that right?'
How is a customer service chat script different from a phone script?
The steps are the same. In chat, send one question per message, never go silent for more than 2 minutes, and paste lines from saved replies. On the phone, use your own words, ask before a hold and confirm the next step out loud.
How do you verify a customer's identity on the phone?
Ask for two facts you can check, such as the account number and the email on the account. Never ask for the full card number, the security code, a password or a one-time code. If the check fails, offer a callback on the number on the account.
How long should you keep a customer on hold?
There is no single standard, so set your own and say it. This template uses: ask first, come back within 2 minutes even with no news, and offer a callback after 5 minutes in total.
What are call center script examples for a transfer?
Brief the colleague first: who the customer is, verified or not, the issue in one line and what they tried. Then tell the customer who takes over and that they will not need to repeat anything. No answer within a minute: offer a callback.
How do you end a customer service call or chat?
Say the next step back with who and when, get a yes, ask if there is anything else, and log the contact. It is closed only when the next step was confirmed, the log row is complete and any promised callback has a task.
How do I adapt a customer service script to my industry?
Keep the six steps and change what you verify, what you may promise and who owns the next step. A clinic verifies with the date of birth and never diagnoses by phone; a shop uses the order number; a B2B service checks the caller is an authorized contact.
Can CRMsoftware.pro handle customer service phone calls?
Not as a call center: there are no call queues, call transfers or call recording. Use your own phone and turn each promised callback into a task. The AI agent hands chats to your team in Live Support from Launch, $19 a month billed yearly; AI chat and voice for your website are on every plan.
How do you handle an angry customer on the phone?
Let them finish, then say back what you heard in one sentence and what you are doing now. Do not argue about the facts or say "calm down". If the language turns abusive, say once that you want to help and will end the call if it continues, then hand it to a manager with a callback time.
What is a good script for saying no to a customer?
Say no in the first sentence, give one reason, then offer two things you can do: "I cannot refund this, because it is outside our 30-day policy. I can offer an exchange or a credit. Which works better?" The extra scripts below the tabs have a phone and a chat version.
Should I follow up after a customer service call?
Yes, when the fix needs time to prove itself or the customer was upset. Send one email a few days later asking whether the issue is still solved, from an address that reaches a person. Text only customers who agreed to texts, and include a way to opt out.
Can I record customer service calls?
In the US, federal law allows recording when one party consents, but some states, such as California, require everyone's consent, so tell callers at the start. In the EU, the GDPR requires you to tell callers why you record; in Germany, recording without consent is a criminal offence. The localized versions of this page explain the local rules.
